1. Staffing & Scheduling – Execution Excellence
The objective of this process is for preparation of manpower schedules based on generated forecast and scheduling of the employees in shifts to improve the overall efficiency. Staffing and Scheduling process will be the framework which will help in staffing optimization for maximizing performance and to ensure that all the manpower available in the program is accurately accounted for.
- Work out a model for grouping of selected programs based on type of support and historical call arrival pattern. Review definitions of secondary metrics and standardize formula for AU and SA for geos.
- Analysis of the SA based on the historical data collated of all the programs - Identifying the inflexibility factors and issues impacting the SA program wise
- Review of AU and SA Targets based on the arrival pattern, staffing rules and considering the SOW requirements etc.,
- Draw up revised process to obtain accurate details of headcount, employee off constraints and scheduling preferences from programs
- Implementation of the finalized scheduling and staffing process and measurement of scheduling accuracies and Agent Utilization.
- Optimization of shift schedules is achieved by measuring Scheduling Accuracy with appropriate tools and following a set process for driving improvement.
2. Process Retention :
The objective of this is to work on how to retain the existing process where in by analyzing the earlier lost process in terms of improper planning of strategic manpower by Service Delivery team and improper prediction of statistical arrival pattern in Long term & Short term.
- To identify the variation in the key indicators- Handling efficiency%, FC Error%, relationship with handling efficiency, Service Level and then studying the weekly variation.
- To achieve zero abandoned calls and builds the corporate image and contributing significantly to many fold increase in profit. Reducing the Error between Offered calls and Forecasted calls on day to day basis.
- The Data on client Forecasting was not facilitating prudent Manpower planning as experienced by the company and therefore the need for increasing the accuracy of forecasted calls which enables Business factor inputs for concluding future contracts.
- Need for standardization of database for prediction which would be predominant, to register the steep fall on arrival of calls in a process where in repeated lot of time was lost in streamlining the data base and this chronic problem need to be standardized.
